E algo que pode ser treinado é desenvolvido, mas não se desenvolve do dia para a noite, precisa de certa "rodagem" e de capacitação, feedbacks e realinhamentos por parte dá liderança.

No meu caso não atuo assim, não tenho um "plano perfeito" antes de ouvir o que o cliente tem a dizer.Mas sempre começo pelo que chamamos de deixar o cliente "esvaziar", deixa-lo contar sua história (aqui escuta ativa é essencial) e desta forma conseguimos com que ele se desarme. Sempre peço desculpas em nome da Instituição pois nenhuma empresa tem por objetivo trazer problemas e que nos estamos lá justamente para apoia na resolução do seu conflito, pois é nossa preocupação entender quais motivos levaram ao atrito. ( aqui muito cuidado pois existem certas situações onde alguns clientes tentam se valer de brechas ou de ameaças onde não cabe responsabilidade nossa)
